Knowledge management

Definition

Knowledge management in customer service is the creation, review, provision and upkeep of a shared knowledge base from which agents, AI agents and self-service offerings draw their answers.

Every answer in customer service rests on knowledge: about products, tariffs, deadlines, processes. When that knowledge is scattered across heads, folders and emails, customers get different answers depending on channel and person. Knowledge management creates a shared foundation.

#One source, three audiences

A modern knowledge base serves three groups at once. Agents find answers during the conversation. AI agents base their answers on it. Customers read the same content in self-service.

When knowledge lives in one place, all three say the same thing. When an article is updated, the change applies at once to the phone, chat and help pages. That is the real gain.

One question, one answer, one source: the same knowledge card serves agents, AI agents and self-service. Sample.

#The life cycle of an article

  1. Create. A request is described as a short article with a clear heading.
  2. Review. A subject-matter owner approves the content.
  3. Publish. The article is enabled for the right channels and roles.
  4. Measure. Is it found, does it help, does it lead to follow-up questions?
  5. Revise. Content is updated at its review date, or archived.

The most common mistake is starting without an upkeep plan. A knowledge base that is complete on launch day goes stale faster than expected without clear ownership. Plan time and roles for upkeep just as you do for the build.

#Knowledge and AI

For generative AI, the knowledge base is the most important safeguard. With grounding, the AI answers only from verified content. If the base has gaps or contradictions, the risk of hallucinations rises.

In return, AI helps with upkeep. Speech analytics shows which questions lack answers, and drafts for new articles can be derived from resolved cases.

Signs of good upkeep

Every article has an owner and a review date.
One topic, one article: no duplicates, no contradictions.
Internal and public content are clearly separated.
Agents can flag errors directly on the article.
Unanswered questions are collected and worked through.

#Knowledge management in Univerx

Univerx Knowledge is one knowledge base for people, bots and self-service, with semantic search and answers based on your sources. How to organise building and maintaining it is described in the guide Knowledge management for customer service.
