Customer journey management

Understand what customers really do, and act at the right moment.

Univerx Journeys joins events from website, app and contact centre into customer journeys, shows where people get stuck and triggers the next best action: in chat, on the phone or as a message.

Capabilities

What Univerx Journeys takes care of.

Every capability has its own page with details, common questions and ways to get started.

  • Journey analytics

Journey analytics joins events from website, app and contact centre into customer journeys and shows flows, funnels and root causes: where people drop out, where they turn instead, and which step triggers a call.

  • Journey orchestration

Journey orchestration triggers the next best action in real time when a journey reaches a certain point: a chat offer, a callback, a message, or a hint for the agent who is on the call right now.

  • Journey data

Journey data unifies customer data from many sources, resolves identities and applies rules for consent, purpose and retention. The clean foundation for analytics and orchestration.

  • Proactive engagement

Proactive engagement watches web journeys in real time and offers help at the right moment: a chat, a callback or fitting content, before someone abandons the application or reaches for the phone.

  • Surveys & voice of the customer

Short post-contact surveys by phone, chat, messaging, email or text message. CSAT, NPS and CES per queue, topic and journey step, free text analysed for topics and sentiment, and low scores answered with a callback.

#From click to call: one journey

A customer looks for her contract on the website, opens the app, gives up and calls. For most systems those are three separate events. For the customer it is one request.

Univerx Journeys puts those events together into one path. Only then does it become visible where the path snags, and only then can you step in at the right moment.

A customer journey across website, app and call, with one intervention point marked. Sample.

#Five disciplines, one family

  1. Connect. Journey data joins events from web, app and contact centre and resolves identities.
  2. Understand. Journey analytics shows flows, funnels and drop-off points; causes rather than symptoms.
  3. Orchestrate. Journey orchestration triggers the next best action in real time, on the fitting channel.
  4. Engage. Proactive engagement offers chat, a callback or content before someone gives up.
  5. Listen. Surveys & voice of the customer ask after the contact on every channel, with CSAT, NPS and CES, and close the feedback loop.

#Why the journey is the better planning unit

Many service organisations plan by channel: one team for voice, one for email, one for chat. Customers, though, think in requests, not channels. Knowing the path of a request shows which channel helps at which point and where it merely refers people on.

Our post Journey first, not channel first describes what changes when the journey becomes the planning unit.

#Data with judgement

Journeys works with behavioural data. That calls for care. Only what your consent management allows is captured, and only what serves a purpose is linked.

#Where Journeys pays off first

Common starting points are journeys with many drop-offs: an application that ends at step three, a billing question asked first on the website and then on the phone, an order whose status nobody can find.

A pilot with one such journey quickly shows whether a callback offer or a timely notice saves the second contact. How to go about it is in our guide Journey orchestration: a playbook.

Frequently asked questions

How is Journeys different from web analytics?

Web analytics stops at the website. Journeys joins website, app and contact centre into one path, so it also sees when a click turns into a call, and why.

What data does Journeys need?

Events from website and app, sent through a script or an interface, plus the contacts from the platform. You and your consent management decide what is captured.

Does Journeys work with consent?

Yes. Events are captured and linked only as far as the person’s consent and your privacy rules allow. Without consent, the journey stays anonymous or is not captured.

Each family can be introduced on its own and joins without a new administration.
