Automatic call distribution

Definition
Automatic call distribution (ACD) sends every incoming contact to the right queue and the right skill, by rules or AI.
The term comes from telephony: a call arrives, and a logic decides which queue it belongs to and who may answer it. That logic is called automatic call distribution, ACD for short.
#How the ACD decides
The simplest form is rules: the number called, the time of day, the option chosen in the voice menu. The result is a queue, for example "Service English". Within the queue, skill decides who receives the contact: language, topic, authorisation.
Modern ACDs add data to rules. A contact with an open case lands with the person who knows it. A contact with high urgency overtakes. Where one KPI is at the centre, predictive routing takes over the assignment.
#Why "call" is no longer enough
Chats, messaging conversations, emails and social media posts need the same decision: who, when, with which priority. That is why an ACD in an omnichannel platform distributes every channel, into the same queues.
A chat does not wait longer just because it is quieter than a call. Priority follows urgency and skill, not the loudness of the channel.

#Where the ACD sits in the platform
The ACD takes its rules from the central administration and its data from the case and the history. Self-service in the IVR runs before it; the agent desktop runs after it.
That makes the ACD the point where an anonymous contact becomes an assigned case. Whatever goes wrong here costs time at every later step.
#What makes a good ACD
In Univerx the ACD is part of the Contact Center. You maintain the rules in the central administration, without code. What a shared queue changes day to day is the subject of One queue for every channel.

In a demo we show the platform along your channels and requests, from AI agents to video, workforce scheduling and analytics.
